Convenience is only the starting point

Payment services compete on ease, speed and reach. But a failed transaction, unexpected charge or slow complaint response can change how customers assess the entire service. Communication about safeguards is useful only when the experience supports it.

What providers should measure

Usage statistics alone do not explain confidence. Providers should examine successful and failed journeys, customer effort, complaint resolution, fraud concerns and the circumstances in which customers revert to cash.

The opportunity for better insight

Segment users by frequency, purpose, location and digital confidence. Journey mapping and customer interviews can show which points of friction matter most and which improvements are likely to increase repeat use.

About this perspective
